Example: a call that lands in the CRM in full

A plumbing firm calls the wholesaler shortly after 17:00, when the inside sales team has already gone home. The digital assistant takes the call, asks for the customer number, item and preferred delivery date, and realises it is a complaint about a delivery from the previous week. In Dynamics, a service case is created with a category, a summary of the call and a call-back request for the next morning. The responsible employee sees the case when they start work, knows the facts and can call straight back instead of first asking what it was actually about.

  1. Name the bottleneck. Where do enquiries get lost or stall today? On the phone at lunchtime, in overflowing inboxes, in the handover from inside sales to field sales?
  2. Clarify the data model. Which entities do you use, such as lead, opportunity or case? Which fields are mandatory? Without this, each automation will write to a different place.
  3. Set permissions. External tools get their own service account with exactly the rights they need, no more.
  4. Pilot with one team. Start with one department or one channel and observe the results for four to six weeks.
  5. Evaluate and expand. Compare response times, data completeness and team feedback with the period before the pilot. Only then move on to the next area.

Data protection, works council and limits

Customer data from Dynamics may only flow to services with which you have a data processing agreement. Make sure data is stored in the EU and document which data an AI tool reads and writes. If an AI assistant talks to customers directly, it should identify itself as an AI, as the EU AI Act requires. If AI features analyse employee behaviour, such as activities per salesperson, the works council must be involved.

When it isn't worth it

If Dynamics 365 is hardly used day to day and the data is out of date, sort out the basics first. Automation on bad data only multiplies the errors. With heavily customised installations, the integration effort can also be higher than the benefit justifies. Discuss this openly with your service provider.
