Modern business setting with AI-powered automation

Customers now switch channels as a matter of course. They ask a question in the website chat, phone later and send the photo via WhatsApp afterwards. An omnichannel sales strategy makes sure your business doesn't lose the thread along the way. This article shows the role AI plays, how to divide up the channels sensibly and what to watch out for legally.

Multichannel is not omnichannel

Many businesses have long been reachable on several channels. The phone rings at reception, emails land in a shared inbox, the website chat runs on its own software and WhatsApp sits on the owner's work phone. Each channel works on its own. That is called multichannel.

Omnichannel means that all channels draw on the same customer history. If a customer of an online shop asks about the delivery time for a sofa in the chat in the morning and calls in the afternoon, the person on the phone already knows what it is about. The customer doesn't have to repeat anything. To her it feels like talking to one company, not four departments.

For sales, this is more than a matter of courtesy. Anyone who has to explain their request for the third time gives up or buys elsewhere. And if the salesperson doesn't know that a prospect asked for a quote yesterday, he may call with an unsuitable standard offer. A missing thread therefore costs not only the team's time but also the customer's trust, and that is hard to win back in conversation.

How AI supports an omnichannel sales strategy

Technically, the shared history in the CRM is the foundation. AI makes sure it actually gets filled and is available at the right moment. Specifically, it takes on three tasks:

  • Capturing: every conversation, whatever the channel, is summarised and assigned to the right contact. Nobody has to add notes afterwards.
  • Answering: an AI employee answers routine questions on every channel with the same information. Prices, delivery times and terms are the same everywhere.
  • Handing over: when a request gets complex, it goes to a person with a short summary, regardless of where it started.

This is exactly where Neurobots comes in. Its AI employees answer calls, WhatsApp messages, text messages, emails and website chats around the clock and pass the results to CRM systems such as HubSpot, Salesforce, Pipedrive or Microsoft Dynamics. The guide to AI and CRM integration explains how the connection to the CRM works in principle.

Which channel for what

Omnichannel doesn't mean every channel has to do everything. It makes more sense to play to each one's strengths:

ChannelStrengthTypical use in salesRole of the AI

Five steps to an omnichannel sales strategy

  1. Take stock: which channels do enquiries come in through today, how many and at what times? Where do they get lost?
  2. Set one source of truth: the CRM is where every customer interaction ends up. Question any channel that can't be connected to it.
  3. Maintain consistent content: store prices, delivery times, opening hours and standard answers in one place that all channels draw on.
  4. Define handover rules: when does a person take over? Who is responsible? How quickly does someone need to respond?
  5. Start with two channels: for example phone and website chat. Once that runs smoothly, add WhatsApp and email. After four to six weeks, review response times and feedback.

Example: an online furniture shop

A small furniture shop gets lots of questions about dimensions, fabrics and delivery dates. An AI assistant in the chat answers product questions and, if the customer is interested, captures her email address. When the same customer calls the next day, the phone assistant recognises the number, sees the chat history and asks straight away about the fabric colour instead of starting from scratch. Arranging the delivery date then happens via WhatsApp, provided the customer has agreed. In the CRM, the owner sees a single, complete history.

Typical pitfalls

  • Inconsistent information: the chat quotes a different delivery time from the phone because the content is maintained in two places.
  • Private devices: WhatsApp runs on an employee's mobile, the conversations are invisible to the team and are lost when that person leaves.
  • No clear ownership: each channel has someone who looks after it on the side, but nobody is responsible for customer communication as a whole.
  • Too many channels at once: if you connect four channels simultaneously, errors are harder to find and you quickly lose track.

So appoint one person to maintain the content and regularly spot-check conversation histories.

Law and data protection

You need consent for promotional messages via WhatsApp, text message or email. For WhatsApp you also need to clarify which data goes to the platform operator and how you inform your customers about it. Conversations may only be recorded with consent. If an AI transcribes or summarises calls, a notice to that effect belongs at the start of the call. In addition, under the EU AI Act the assistant should make clear that it is an AI. Also make sure data is stored in the EU and that you have a data processing agreement with each vendor.

When it isn't worth it

If almost all your customers come through a single channel, such as the phone, an elaborate omnichannel setup brings little benefit. In that case, make that one channel as good as possible. And if your CRM isn't maintained today, start there first.

Frequently asked questions

Do I have to be present on every channel?

No. Be where your customers are, and do it properly there. A poorly looked-after channel does more harm than a missing one.

How does the system know it's the same customer?

Usually by phone number or email address. If these are missing, the assistant can ask. Duplicate records should be merged regularly, with a person checking.

Does personal contact fall by the wayside?

Quite the opposite, if it's done well. Your team is relieved of routine questions and has more time for advice. What matters is that customers can reach a person at any time.

What is the difference between omnichannel and multichannel orchestration?

The terms overlap. Multichannel orchestration tends to emphasise coordinated outreach across several channels, omnichannel the shared customer history. More on this in the article Orchestrating multichannel sales with AI.

Conclusion

An omnichannel sales strategy with AI doesn't start with new channels. It starts with a shared customer history and clear handover rules. Begin with the channels your customers already use today. The page AI sales assistant for online shops shows what this can look like for online retailers.
